A few years ago I was in a car accident…
There I was sitting on hold—again—trying to get answers about my claim, listening to the world’s worst hold music.
Forty-three minutes into the call, I’d already been transferred twice, repeated my policy as many times, and re-explained what happened to three different people who had never heard my story before.
When I finally reached someone who could help, they asked me to start from the beginning. Again.
That’s when it hit me: “I’m just a claim number them…”
My story didn’t matter. The stress I was carrying didn’t register. The person on the other end of the line was reading from a script, and I was simply the next case in their queue.
I remember thinking, “This can’t be how it’s supposed to work.”
How Did This Happen?
Somewhere along the way, the insurance industry convinced us that that the experience I was having was normal. That efficiency meant automation. That the best experience was the one that never required talking to a human being. That price was all that mattered, and if you wanted “personal service,” you were just being old-fashioned.
Direct carriers spent billions telling us to skip the agent, go straight to them, save fifteen percent or more. And it made sense, didn’t it? Cut out the middleman. Keep costs down…simple math, right?
